A shared inbox should show who owns the reply, why the contact wrote, and which campaign opened the conversation.

Keep campaign context visible

Show the incoming reply beside the campaign name, contact group, and sent message. An agent can understand “Yes, the blue one” without asking the customer to repeat everything.

Display useful custom fields, but limit access to information needed for the conversation.

Define assignment rules

Choose whether agents claim conversations, receive automatic distribution, or own replies by language, group, or topic. Prevent two agents answering simultaneously.

Show one owner and a clear status: new, active, waiting for contact, or resolved. Unowned conversations are easily missed.

Prioritize by intent

Not all replies have equal urgency. Apply opt-outs promptly; answer deadline questions before general comments.

Keep categories few and actionable. A complex tag system slows agents without improving the outcome.

Use saved replies as a starting point

Saved replies speed up common answers, but the agent should reread and adapt them. Mechanical copy can contradict the customer’s message.

Update templates from real conversations. Repeated questions should also improve the next campaign.

Measure handling, not speed alone

Track time to first reply, waiting conversations, and resolution. A fast but incorrect answer is not good performance. Review unanswered conversations separately because averages can hide individual delays.

Connect conversations to outcomes where possible: information delivered, booking, sale, issue resolved, or opt-out. This shows whether inbox work moved the recipient toward a useful result.
